Microsoft’s own support is competent for Microsoft’s product. It cannot see your DNS, does not know your other systems, and starts every conversation by asking who you are — which is a problem, because that is usually where the cause is.
Most Microsoft 365 problems are not Microsoft problems.Mail failing is usually DNS or an authentication record. A file nobody can reach is usually a permission or a departed owner. A system that stopped sending invoices is usually a third-party application. Microsoft’s support is scoped to Microsoft’s product and cannot look at any of those, which is why contextual support from someone with access to your tenant resolves things that a queue cannot.
Six things that make support useful
A named contact
The same person, who already knows how your domain, tenant and user structure are configured. No re-explaining the setup at the start of every conversation.
Your working hours
Same timezone. A problem reported at 10am is being looked at at 10am, rather than picked up overnight by somebody eight hours away.
Phone, not only tickets
For anything urgent, call. A ticket form is a reasonable way to report a slow-syncing folder and a poor way to report that mail has stopped.
We can see the tenant
Delegated administrative access means we can actually look, rather than talking you through screenshots. Access you can revoke at any time.
Escalation to Microsoft when warranted
Some problems are genuinely Microsoft's. We raise and manage those rather than handing you a case number and stepping back.
Fixes that stay fixed
Where something recurs, the underlying cause gets addressed rather than the symptom cleared again. A ticket closed four times is not a ticket closed.
Six problems, over and over
Nothing exotic. The value is not in solving hard problems — it is in solving ordinary ones quickly, by someone who does not have to work out how you are set up first.
Mail not arriving, or arriving in junk
Usually DNS, authentication records, or a transport rule somebody added and forgot. Rarely what the person reporting it thinks it is.
Somebody locked out
MFA on a replaced phone is the classic. Resolvable in minutes if the recovery path was set up properly, and a genuine ordeal if it was not.
A file or site nobody can reach
Permissions changed, a sharing link expired, or the owner left. Usually a five-minute fix once someone knows where to look.
A departed employee's files and mail
Comes up at the worst moment, weeks after they left. Much easier when there was an offboarding process, which is why we push for one.
OneDrive not syncing
Path length, a locked file, or a full disk. Tedious rather than difficult, and exactly the sort of thing nobody should be spending an afternoon on.
A phone that will not reconnect
Especially after a migration. Reliably the largest single category of tickets in the week following any cutover.
Microsoft’s support and ours are different things
Microsoft’s support is included with your licence and is good at what it covers. This table is about scope, not quality — and the last two rows are where most real problems live.

Yes, and Microsoft's support is competent for problems with the Microsoft platform itself. What it is not is contextual: it starts by establishing who you are and how you are configured, it cannot see your DNS or your other systems, and it is scoped to the product rather than to your setup. A great many Microsoft 365 problems are actually DNS problems, third-party system problems, or consequences of a configuration decision — all outside what Microsoft's queue will address.

Support is reactive: something is broken and you need it working. Administration is the recurring proactive work — joiners, leavers, licence housekeeping, policy as the business changes. Most clients want both, and they are often bundled. The distinction matters because support alone leaves the tenant drifting between incidents.

Response commitments are agreed per client and written into the arrangement rather than advertised as a single figure here, because a five-person business and a hundred-user business reasonably need different things. What is consistent: urgent issues go by phone and are picked up during your working hours, and we tell you what we have committed to rather than leaving it vague.

For effective support, yes — delegated administrative access so we can look at the problem rather than talking you through screenshots over the phone. You grant it, you can see it, and you can revoke it at any point. We will work without it if you prefer, and you should expect resolution to take noticeably longer.

Yes, and a fair share of our support work is exactly that. We normally start with a short review so we know what we are dealing with, because supporting a configuration nobody has looked at means diagnosing the setup and the problem simultaneously. That review often turns up things worth fixing regardless.
helpDo we have to buy licences through you to get support?

No. We support tenants whose licences are bought elsewhere. Buying through us as a CSP reseller puts billing and support in one place and gets you an INR invoice with GST, but it is not a precondition.
helpWhat about out-of-hours?

For agreed scenarios — a migration cutover, a live security incident such as a compromised mailbox — yes, and that is arranged in advance. Routine support runs during business hours. We would rather be straightforward about that than advertise round-the-clock cover we would resent providing at 3am.

Quoted monthly based on user count and what is in scope, rather than per incident or hourly. Per-incident pricing makes people hesitate before reporting something, which means small problems are discovered late as large ones. A monthly figure removes that hesitation, which is the entire point.
