Google's own support is genuinely good at platform faults. The trouble is that almost nothing that goes wrong in practice is a platform fault. It is a recipient's spam filter, a group somebody edited, a leaver whose files nobody can reach, or a setting that changed six weeks ago — and those sit in the gap between Google's service working correctly and your business working correctly.

Eight things that actually go wrong

Not a feature list. This is what the requests genuinely look like, and what is usually behind each one — including the several that are not Google's fault at all.

Mail to one customer stopped arriving

Almost never a Google fault. Usually the recipient's filter, a DMARC policy that tightened at their end, or a shared IP reputation problem at an intermediary. Diagnosing it means reading message headers and delivery logs, which is a five-minute job if you know where to look and a fortnight of guessing if you do not.

Someone left and we cannot get their files

The most common request we receive, and the most avoidable. Files in an individual's Drive belong to that account, and transferring them after the fact is a different job from having had them in a Shared Drive. We can usually recover the situation; we would rather have prevented it.

Nobody can open the shared drive any more

Typically an access change nobody logged — a group edited, a member removed, a folder moved across a Shared Drive boundary. The fix is quick. Finding what changed is the work, and audit logs are the reason it is findable at all.

lock

A user is locked out of two-step verification

Lost phone, changed number, new device. Recoverable in minutes by an admin with the right role, and an hour of distress otherwise. It happens often enough that the recovery path should be arranged before it does.

cloud_off

Storage is full and things stopped saving

Pooled storage means one department's archive can exhaust everyone's headroom, and the failure is not obvious — files silently stop syncing. Usually a clean-up rather than an upgrade, once someone looks at what is actually consuming it.

alternate_email

An alias or forward quietly stopped working

Someone changed a group, removed a member, or a forward pointed at an address that no longer exists. Mail goes nowhere and nobody notices until a customer asks why they had no reply.

Calendar invitations are not reaching people

External invitees not receiving, rooms double-booking, a recurring meeting that vanished after a migration. Each has a different cause and none of them are guessable from the symptom.

Someone received a convincing fake invoice

Not strictly a Workspace fault, and absolutely something you want help with the same day. The response is checking whether anything was compromised, tightening authentication, and working out how the sender knew what to imitate.

This is not a criticism of Google's support, which is competent at what it exists to do. It is a description of where the boundary sits — and most real problems land on the far side of it.

Both remain available to you. Having a partner does not remove your access to Google's support — it means somebody else raises the case, with the context already assembled.

These get quoted as one item and they are not. Support is reactive — you call because something is wrong. Administration is the standing work that stops most of those calls happening. Most organisations need some of both, and the mix depends entirely on whether anyone internal owns this.

Nobody receiving mail is urgent. One person's calendar syncing oddly is not. We would rather agree what counts as urgent for you than apply a generic priority matrix that does not fit how you trade.

We need enough access to do what you are asking. You keep the super-admin accounts throughout, and we hold whatever you are comfortable granting — including none, in which case we advise and you act.

Not for everything, but for the questions only you can answer: whether to remove an account, whether a user should have that access, whether to change a policy. Support stalls waiting for decisions far more often than it stalls on technical difficulty.

Does Google not provide support with Google Workspace?

Yes, and it is genuinely competent for platform faults — if something is broken in Google's service, they are the only ones who can fix it. The limits are practical rather than a criticism. They start from nothing each time, so you explain your domain, structure and history at the beginning of every conversation. They will tell you what a setting does but not which one your business should use. A case usually has to come from an administrator, so if your only admin is on leave, so is your support. And anything that is not Google's fault — a recipient's spam filter, your registrar's DNS — is out of scope, which is where a good share of real problems live.

Do you support Google Workspace if we did not buy it through you?

Yes. Where we are taking over a tenant somebody else configured, the first piece of work is usually documenting what is actually in place — organisational units, groups, admin roles, sharing policy, what the DNS looks like. That often turns up things worth fixing, and it means that when something breaks later we are not diagnosing your setup and the problem at the same time.

Who can contact you — does it have to be our administrator?

Anyone you nominate. This is a practical difference from raising a case with Google, where support generally has to come from a Workspace administrator. We hold the relationship, so a staff member who cannot send mail can reach us directly rather than waiting for whoever holds the admin account to be free.

Our mail is going to spam at one customer. Is that something you handle?

Yes, and it is one of the more common requests. It is rarely a Google fault — usually the recipient's filtering, a DMARC policy that tightened at their end, or a reputation problem at an intermediary. Diagnosing it means reading message headers and delivery logs, which is quick if you know what you are looking at. Strictly it is not a Google Workspace problem at all, which is exactly why a platform support queue is not much use for it.

Someone has left and we cannot reach their files. Can you recover them?

Usually, yes, provided the account has not been deleted — there is a window after deletion during which data can still be restored, and it is shorter than people assume. If the account is suspended rather than deleted, the position is much better. The real answer is that this should not be a recovery job at all: organisational files belong in Shared Drives owned by the company, and we will raise that as part of fixing the immediate problem.

Do you keep access to our admin console?

Only what you want us to keep. The super-admin accounts are yours throughout and always have been. Some clients grant us a delegated admin role so we can act quickly, some grant access only when there is something to do, and some keep everything in-house and use us for advice. All three arrangements work; the first is simply faster when something is wrong.

Is support included in the licence cost?

Ongoing support is scoped and quoted separately from licences, so you can see what each part costs rather than finding it folded into a rate. What is included in every engagement regardless is that we do not charge you to explain your own setup back to us — the context is ours to maintain, not yours to re-supply.
